Waarom? Senior engineers deden junior-werk. Klanten eisten \u201cde beste man\u201d aan de lijn. Dat voelde servicegericht, maar was in feite duur: dure mensen deden simpele tickets. Schijnkwaliteit, nul schaal. Niet ingewikkeld: lijn 1 mag alleen standaardproblemen oplossen (wachtwoord reset, printer, VPN), met vaste scripts en beslisbomen. Alles wat buiten scope valt, gaat naar lijn 2. Belangrijk: dit werd ook zo naar klanten gecommuniceerd: \u201cJe krijgt eerst onze snelle service desk, die lost 80% direct op. De wachttijden voor klanten werden korter in plaats van langer. De les: opschalen vraagt niet altijd extra mensen. Soms vraagt het het durven productiseren van je service. Door helder te zeggen wie wat doet, pak je grip op uren, marge en planning.
