Inkopen van materiaal, aannemen van meerwerk, afstemmen met de klant, uren schrijven. Gevolg: dingen gingen mis en niemand voelde zich echt verantwoordelijk. Klanten kregen drie verschillende verhalen (\u201chet komt morgen\u201d, \u201cnee volgende week\u201d, \u201cnee we wachten nog op tegels\u201d). De eigenaar werd boos op z\u2019n jongens (\u201cafspraak is afspraak\u201d), de jongens werden boos terug (\u201cje verandert elke dag de planning\u201d). Per klus werd vooraf een \u2018kluskapitein\u2019 aangewezen. Alleen die persoon mocht afspraken met de klant maken en alleen die persoon mocht meerwerk toezeggen. Inkoop ging voortaan via \u00e9\u00e9n aangewezen inkoper, niet via iedereen. De kluskapitein had een vast format om eind van de dag drie dingen in de app te zetten voor de klant: voortgang, bijzonderheden, planning morgen. Intern daalde de spanning omdat de monteurs niet meer constant overruled werden. De eigenaar kreeg lucht om meerdere projecten tegelijk te draaien zonder overal fysiek aanwezig te zijn. Les: structuur voelt soms eerst als verlies van vrijheid. In de praktijk is het winst van duidelijkheid en respect.
