Iedereen schoof lastige klanten door naar hem (\u201chij kent ze al 15 jaar\u201d). Hij zat dag en nacht te draaien en begon zichtbaar op te raken. Tegelijk durfde hij niet los te laten, want \u201cde junioren maken fouten\u201d. Voor elke klant kwam er een overdrachtdossier met: wie is de echte beslisser, wat triggert stress bij deze klant, wat moet je nooit zeggen, waar zit hun grootste angst (cashflow, fiscus, personeel). De junior moest voortaan zelf de eerste lijn doen. De senior bleef op de achtergrond voor escalaties, maar greep niet meteen in. Maar binnen twee maanden kon de senior voor het eerst in jaren een dag vrij nemen zonder dat het kantoor ontplofte. Klanten voelden nog steeds aandacht, want ze kregen een vaste contactpersoon met context. Les: discipline in overdracht = niet \u201czoek het uit met Piet\u201d, maar bewust kennis, toon en verwachtingen documenteren.
