Ze haakten af op de toon van klanten (\u201cjullie doen niks\u201d) en de druk (\u201caltijd spoed\u201d). Daardoor zaten uiteindelijk alleen de oudgedienden nog op de moeilijke cases, en die raakten cynisch. Elke dag om 16.30 doet de teamleider een korte check-out met de supportmedewerkers: wat was vandaag je lastigste gesprek? Hoe heb je het opgelost? Waar had je back-up nodig? Niet beoordelend, wel serieus. De teamleider is verantwoordelijk om escalaties (boze klanten, dreigende taal) voortaan zelf over te nemen na de eerste waarschuwing. Juniors bleven langer, waardoor kennis in het team bleef zitten in plaats van telkens opnieuw inwerken. Les: talent vasthouden is soms geen salarisvraag, maar een veiligheid-vraag. Een simpel ritueel (\u201choe ging dit voor jou vandaag?\u201d) laat mensen voelen dat ze niet alleen zijn in de stress.
